Troubleshoot Calls Going to the Wrong Destination
Trace an incoming call from the dialed number through forwarding, schedules, IVR, ring groups and extensions to find and correct the routing problem.
Find where the call leaves the intended route
Use this guide when a call reaches the wrong team, phone, menu or voicemail. Start by reviewing the saved route. Change only the setting you identify as incorrect, then repeat the same test.
1. Capture one clear example
Write down the number dialed, test time and time zone, expected destination and actual result. Include any IVR key pressed, whether someone answered and how long it rang. Identify whether the issue affects every call, only one key, only calls after a certain time, or only unanswered calls.
A test from an external phone to the business number follows the customer’s entry route. Calling an extension directly may skip the number’s schedule or menu and does not test the same path.
2. Confirm the location, number and permanent forwarding
- Sign in and select the correct location.
- Open Settings → Phone Numbers and find the exact dialed number.
- Open its Settings → Call Forwarding.
- Check whether Enable call forwarding is on and whether its destination is intended.
Always-forwarding applies regardless of Business Hours or time conditions. Record the current state before changing it; a planned closure or coverage arrangement may be using it. See Call Forwarding.
3. Follow the incoming action
Return to Phone Numbers and open Call Flow. In the section named after the number, read Select Action for Incoming Calls. This is the starting destination when number forwarding does not intercept the call.
Open the relevant section and find that exact destination by name or number. A newly created menu or group has no effect unless the active route points to it. Trace only the blocks the route actually uses, and avoid destinations that send the call back to themselves. See the Call Flow overview.
4. Check the block where the result changes
- Business Hours: check the account time zone, days, times, group priority and destination. Related day and time conditions belong in the same group. Check Alternate Destination for calls outside the matching conditions.
- IVR: confirm the key pressed maps to the expected destination and agrees with the spoken greeting. Check Exit Action for silence or invalid selections; test these separately.
- Ring Group: review every destination and its Delay and Timeout. Different delays may still overlap. Check Timeout Destination if the wrong place answers only after nobody picks up.
- Extension: check the exact extension, its forwarding and Follow Me (Call Forward). Review the listed numbers, timing and Prompt. A cell phone’s carrier voicemail can answer before the intended fallback.
- Voicemail: confirm the mailbox ID selected by the route, then review that mailbox’s greeting. Your extension’s mailbox and a shared business mailbox can be different.
5. Correct one setting and repeat the test
- Record the current value and confirm the intended replacement. Consider other routes that use the same shared destination.
- Make the targeted correction and save in the form you edited. If changing the number’s entry point, save that incoming action too.
- Call the same number from an external phone and repeat the same key, timing and answer/no-answer conditions.
- Confirm the intended path, then test its unanswered or after-hours fallback where applicable.
If the change does not produce the expected result, restore the recorded value when appropriate and review the next relevant block. Do not change multiple unrelated settings just to see what happens.
When to send the example to support
If the saved route appears correct but the test still fails, send the location, dialed number, affected extension or mailbox, test time and time zone, key pressed, expected result and actual result. Include the calling number and call-log reference through the normal support channel if needed to locate the call, plus the settings you already checked.
Screenshots should show the relevant controls without unrelated customer information. Never include passwords, PINs or verification codes. State whether the failure happens on every call or only under specific conditions.
