Call Center: Why Is an Agent Not Receiving Calls?
Find why a queue skips an agent or rings nobody. Check routing, membership, availability, Level and Position, phone registration and retry timers.
Start with the symptom
If only one agent rings, check that agent selection is not simply following the chosen strategy. If nobody rings, first confirm the incoming call actually reaches this queue. A saved configuration or an Available status alone does not prove call delivery.
1. Confirm the queue and incoming route
Open Settings → Phone Numbers → Call Flow for the correct location and business number, then Call Centers. Check the queue name and internal extension. If an IVR or Business Hours runs first, verify its destination for the exact option and time being tested. An old route may still point to an extension, Ring Group or another queue.
2. Test the extension directly
Call the affected extension directly. If it does not ring, check that its phone or app is connected and registered, Do Not Disturb is off and the user can answer. Resolve that issue before changing queue distribution.
3. Check membership and global agent status
- Open the saved queue and confirm the extension is listed under Agents. Creating an agent does not automatically assign it to a queue.
- Open Agents and check the agent's status. Use Available when ready; On break and Logged out stop normal offers.
- Check whether the agent is handling a call, in wrap-up or waiting for a retry. Status and eligibility are different.
- Agent settings and status affect all queues assigned to that agent.
4. Check the strategy, Level and Position
With Top down, do not use Position 0. It can cause an agent to be skipped, particularly with Level 0 / Position 0. For a simple team, use Level 1 for both agents and distinct Positions starting at 1.
| Extension | Level | Position |
|---|---|---|
| 102 | 1 | 1 |
| 101 | 1 | 2 |
Top down starts with the first eligible agent. If 102 answers, 101 should not ring for that call. To rotate the starting agent between calls, use Round Robin; to ring eligible agents together, use Ring everyone. If using different levels, review Level rules and escalation timing.
5. Review ringing, pauses and waiting limits
In the agent editor, check Ring for, Wait after no answer, Wait after a reject, Wait when busy, Break after each call and Put on a break after. An automatic break can explain why an agent stopped receiving offers.
For a controlled test, a 15–30 second ring time is easier to observe than a very long attempt. The queue's Maximum wait is a separate limit; allow enough time for the intended offers and verify If nobody answers. Do not route that fallback back to the same queue.
6. Retest and collect a useful sample
Save, reopen the queue and verify the values. Test with two available agents: answer one call, then let the first agent's offer time out on another. Record the strategy, calling and called numbers, date, exact time and time zone, queue name/extension and which agent rang. Share those details with support if the problem continues. Do not delete agents or re-apply the phone system as a first troubleshooting step.
